Support is the most
under-used asset
in most companies

It already knows what is wrong with the product, where the documentation fails, and which customers are about to leave. The question is whether the business is built to listen.

From cost centre to intelligence function

Support is still budgeted as a cost to be minimised. That framing guarantees the wrong decisions: cheaper contacts instead of fewer contacts, deflection instead of resolution, headcount cuts instead of defect fixes. Treated as an intelligence function, the same organisation becomes the fastest, cheapest source of truth a company has about its own product.

Proactive becomes the baseline

Telemetry, usage signals and case-pattern analysis are now good enough that waiting for a customer to report a problem is a choice, not a constraint. The mature operation contacts the customer first — and increasingly fixes the condition before there is anything to contact them about.

AI raises the floor and the ceiling

The floor: no one should spend a career re-reading the same ticket history and re-writing the same summary. The ceiling: an engineer with good AI assistance can hold far more context, spot cross-customer patterns faster, and spend their attention on the genuinely hard case.

The failure mode to avoid is using AI purely to reduce human contact. Deflection that leaves the customer stuck is not efficiency; it is cost transferred to the customer, and it comes back as churn.

The operating model is the product

Two organisations with identical tooling and comparable talent routinely produce wildly different outcomes. The difference is structural: ownership, routing, swarming, definitions of done, and whether the feedback loop into engineering actually closes. That structure is the lever, and it is almost always cheaper to change than the platform.

People are the compounding asset

Tools depreciate. Processes get rewritten. The engineer who learned to diagnose a class of problem, and then taught six other people to do it, is the only part of the system that compounds. Build people, not simply teams.
